The gap we keep finding
CX programmes are usually designed around the happy path. What breaks them is everything else: the handover that drops context, the channel that doesn't share history, the automated reply that fires at exactly the wrong moment, the escalation nobody owns.
We spend our time on that second category, because it is where customer trust is actually won or lost.
Where we work
- Service design
Mapping journeys as they genuinely run — including the failure paths — then redesigning the handful of moments that carry the most weight.
- Contact operations
Routing, queue design and escalation that match how your team is actually staffed, rather than an idealised org chart.
- CX automation
Automating the repetitive contact volume, with deliberate handover to a person wherever the stakes or the ambiguity warrant it.
- Measurement
Instrumenting resolution, effort and handover quality, so changes can be judged on outcomes instead of impressions.
Our working rule: automation should absorb volume, never absorb accountability. If a customer needs a person, the fastest possible route to one is part of the design — not an admission that the design failed.

If you are rebuilding a customer journey, consolidating channels, or trying to work out where automation genuinely helps, we are glad to talk specifics rather than send a deck.
